Customer Success as a concept has an inherent problem: exponential customer growth means exponential team growth, if you’re going to continue to have one Customer Success Manager for every 30-50 accounts. So companies must segment customers and design different experiences for each segment. Usually the customers spending the most money get the highest level of service, and it changes as the spend decreases.

So what do you do when you don’t want to ignore customers spending less, but you can’t afford to give them a high touch experience? Enter Scaled Success.

The structure is similar to a Support Team, where customer requests and tasks are queued and handled by a team of people, taken first-come-first-serve, rather than customers being assigned to a CSM. These requests can look like scheduled team trainings, strategy reviews, checking in on contract details. And tasks can look like reaching out to people with upcoming renewals, or with low user activity, collecting specific product feedback, etc.

Generally this scaled team is intended to bridge the gap between product — designing a great self-serve user experience — and high-touch account management. This role is not new, but it’s starting to gain more appeal across companies of all types: expect to see it in middle stage startups or larger, established companies that are doing some restructuring.

Hiring for this team usually requires less (if any) Customer Success experience, and is a great fit for someone who is good with customers but like process and project work too. You have to be able to manage a lot of customers, tasks and projects without getting overwhelmed, hold strong boundaries and properly prioritize.

If you would like to target this role, look for titles like: Scaled Customer Success Manager, Pooled Customer Success Manager, Digital Customer Success Manager, Customer Success Advisor. When I find Scaled roles, they are generally shared in the Experienced CSM section or Low Experience/Break Into Tech.
